If I, a veteran with decades of experience in the debt collection industry and the Managing Executive of TRAQ, have learned anything, I’ve learned that the way we talk about debt needs a complete overhaul. For too long, the conversation has been filled with shame, and the debt collection process has felt impersonal and frankly, a bit ruthless. I’ve seen firsthand how the traditional approach alienates people and damages relationships. I’m here to tell you that there’s a new way, a better way. We’re changing the game by putting the human back into the process, taking the shame out of debt, and focusing on a simple but powerful idea. What is this idea?
Empathy is the new language in debt collection.
It’s true, and we’ve coined it, too. When you reach out to debtors with empathy, you build trust instead of enemies. People remember how you treat them, especially when they’re in a tough spot. Now why wouldn’t you want to enhance your brand’s image and show that you’re a company that genuinely cares? The secret is that this compassionate approach actually benefits your business’ bottom line. Customers who feel respected and understood are more likely to work with you to find a payment solution. It’s like the magic behind better recovery rates all whilst building a good rapport with debtors.
It is estimated that one in four business bankruptcies are the direct result of unpaid debts, which is why we believe that a positive customer experience and a healthy business are not mutually exclusive. It’s why at TRAQ, we’ve committed ourselves to a different path. As debt collection software leaders here in South Africa, we’ve always promoted the human touch and an ethical approach so that all parties involved feel respected, and we will continue to lead the way in this regard, too.

Changing the debt collection industry through customer experience.
When we first started promoting the idea of empathetic, customer-centric debt collection, we were met with a lot of skepticism. It’s understandable though. For so long, the industry has been focused on a heavy handed approach of pressuring and shaming people into paying. Why change a system that, on paper, was so lucrative? Others laughed off the notion of being compassionate when there was money to be made; after all, pressuring and shaming customers to pay, regardless of their financial hardship, is often a highly profitable practice. It’s no surprise that the old system wasn’t working. Legal fees and commission-based debt recovery in South Africa often range from 10% to as high as 30% of the debt recovered.
But what they missed was that the old system wasn’t working. It wasn’t working for the regulators, and it certainly wasn’t working for South African consumers who were being harassed with countless calls and demanding letters. We saw an opportunity to disrupt the industry using customer experience. I knew there had to be a better way to do things. Something that was built on understanding rather than coercion.

Tuning in to your customer’s emotions.
Ever wish you could get a better sense of how a customer is feeling during an interaction? Our integrated sentiment analysis tools give your collections team an immediate read on the customer’s temperament by analysing the tone of emails or call transcripts. If a customer sounds like they’re frustrated or in distress, TRAQ prompts your agents to handle the conversation with extra care, giving your team the context they need to respond with empathy, which leads to more positive and productive conversations.
Let’s be honest, no one wants to feel like a number.
We use the power of AI, debtor data, behaviour, and advanced analytics to make it happen. Our intelligent system analyses data points like payment history, previous interactions – and even broader economic trends. This allows our clients to anticipate what a debtor might need and reach out with a genuine offer of help before things escalate. It helps you to maintain customer retention and an overall better success in business.
Picture this for a second, a customer who has always paid on time but recently started making partial payments. Your team is prompted to reach out with a friendly check-in. This early, compassionate intervention shows the customer that you see them as a person. Whilst others are also working to disrupt the industry, we’re doing something truly unique that I believe will build a truly sustainable and ethical model.

Think about the bigger picture.
The debt collection industry was built on one very false premise – that people in debt don’t want to pay it back; and the role of a debt collector is to pursue them into paying at any or all costs. We disregard this idea entirely. With flexible payment options and many ways to pay, why wouldn’t you? It’s more conducive and beneficial for all parties.
The old, impersonal approaches to debt collection simply don’t work anymore. You need the speed and accuracy of technology and software; but you also need the human touch. This is the new blueprint to success in collections. One has to find that fine balance, and TRAQ software is exactly that. I am proud to say our features go beyond what’s expected and are setting a new standard far beyond what we ever thought was possible. That in itself is powerful, and it’s what makes this work so meaningful.
When you boil it down, successful debt collection isn’t a choice between AI or real people. We’re bringing them together in a smart, synergistic way. That’s all for this edition. As the Managing Executive of TRAQ and decades of experience, I am confident that we will continue to lead the way with a more ethical, human-first approach for years to come. I look forward to sharing more insights with you soon.
“I’m proud to be able to say that TRAQ has succeeded in proving that empathy and profitability can coexist for the past 26 years. We’ll always be innovating, always paving the way for South Africa’s debt collection industry.”
